What this does
When a shopper messages you on Instagram, Facebook Messenger, or WhatsApp and asks for a human, Rep AI opens a ticket in your helpdesk so your team can take over — and the conversation stays on the channel the shopper chose. Your agent replies from inside the helpdesk exactly as they always have, and Rep AI delivers that reply straight to the shopper's Instagram DM, Messenger chat, or WhatsApp thread. When the shopper answers, their message appears on the same helpdesk ticket, so your agent can see it and keep the conversation going.
It's a real two-way conversation, run entirely from the helpdesk your team already works in: the shopper chats where they're comfortable, and your agents work where they're productive.
There is nothing to set up. No toggle, no new permission, no plan upgrade. If you have a helpdesk connected to Rep AI and at least one Meta channel connected, this works automatically.
How it works, step by step
A shopper messages your business on Instagram, Facebook Messenger, or WhatsApp and asks to speak with a person (or the AI decides it can't confidently handle the request).
Rep AI opens a ticket in your connected helpdesk with the conversation history, and steps back so it won't reply over your agent.
Your agent sends a public reply on that ticket, the same way they'd answer any other customer.
The shopper receives that reply on their original channel — as an Instagram DM, a Messenger message, or a WhatsApp message.
The shopper replies on that channel. Their message is added to the same helpdesk ticket.
Steps 3–5 repeat as long as the conversation needs. Send several replies in a row if you like — the shopper receives them all, in order.
When your agent closes the ticket, Rep AI resumes handling that shopper's conversation on the channel as normal.
Your agents don't need the Instagram, Messenger, or WhatsApp apps open, and they don't need to connect anything inside the helpdesk itself. Your Meta channels are connected once in Rep AI and work across whichever helpdesk you use.

The 24-hour reply window
Meta — not Rep AI — limits how long a business can send a message after a customer's last one. This applies to Instagram, Messenger, and WhatsApp alike.
Within 24 hours of the shopper's last message: your reply is delivered to their channel.
More than 24 hours after their last message: the channel no longer accepts the reply. Rep AI falls back to your helpdesk's normal behavior and the shopper receives the reply by email, so your answer is never lost.
The practical takeaway: replying to Meta-channel tickets the same day gets your message in front of the shopper where they're actually looking. Once a shopper sends a new message, a fresh 24-hour window opens.
Internal notes stay internal
Only public replies are delivered to the shopper's channel. Internal notes, private comments, and agent-to-agent side conversations on the ticket are never sent to Instagram, Messenger, or WhatsApp. Your team can keep discussing a ticket privately exactly as before.
What's not included yet
Text only. Images, files, and other attachments aren't delivered to the shopper's channel yet. If your reply contains only an attachment and no text, the shopper won't receive it on the channel.
Replies later than 24 hours are delivered by email rather than on the channel.
No typing indicators or read receipts on Meta channels yet — the shopper won't see a "typing…" bubble while your agent writes.
Troubleshooting
My reply went out as an email instead of an Instagram/Messenger/WhatsApp message.
Most often more than 24 hours had passed since the shopper's last message, so the channel wouldn't accept it. Rep AI sent it by email so the shopper still got your answer. Check the timestamp of the shopper's most recent message on the ticket.
The shopper's replies aren't showing up on the ticket.
Confirm the ticket is still open — replies are added to open tickets. If the ticket was closed, Rep AI has resumed handling the conversation and the shopper's new messages go to the AI instead. Also confirm the channel is still connected in your Rep AI integration settings.
Nothing is relaying at all for a specific channel.
Check that the channel is still connected under your integration settings in the Rep AI Console. A disconnected or expired channel connection stops relay for that channel only; the others keep working.
My shopper got my reply twice.
Send one public reply per message. Each public reply on the ticket is delivered to the channel, so two replies mean two messages.
The AI answered after my agent did.
Rep AI stays out of a conversation while a ticket is open and resumes only once the ticket is closed. If you're seeing AI replies mid-conversation, confirm the ticket is still in an open state.

Q: Do I need to set anything up?

A: Your reply arrives as a normal message from your business account. Rep AI does not add an automatic "you're now speaking with a human" notice on Meta channels today.
Q: Will this create duplicate tickets?
A: No. The shopper's channel replies are added to the existing ticket rather than opening a new one.
